SAP Infrastructure Support: Scope, Escalation and Recovery Responsibilities

Useful SAP infrastructure support begins with a clear division of responsibilities. A business should know who investigates a server alert, who can change the database and who understands the SAP process affected by an incident. An availability slogan does not answer those questions.
Separate the support layers
Hardware and network operations, operating system administration, database management, SAP Basis and functional support may be delivered by different teams. List each layer and name the party responsible. Confirm which activities are included in the contract and which require the customer’s application partner.
Define severity using business impact
Agree how the team distinguishes a total outage from a degraded report or a request for a planned change. Provide an escalation route and authorised customer contacts. If after-hours coverage is needed, request it explicitly and confirm how an engineer is engaged.
Keep response, investigation and recovery targets separate. A response target means someone acknowledges or starts work under defined terms; it does not necessarily promise the application is restored within the same period.
Turn monitoring into an agreed action
- Identify which infrastructure and application indicators are monitored.
- Document who receives alerts and who decides whether to act.
- Agree approval boundaries for restarts, maintenance and emergency changes.
- Maintain a dependency list for integrations and external services.
- Record incident updates and the handover between participating teams.
Monitoring without an owner can create alerts without resolution. Conversely, automatic intervention without clear boundaries can disrupt a business process. Review the proposed actions with the application partner.
Test recovery with business users
Set recovery targets with the people responsible for orders, finance or operations. Test the required database and application restore process, then validate a representative business transaction. Include credentials, installation media and connectivity dependencies in the recovery documentation.
Review the result after significant changes. A successful infrastructure restart does not establish that every integration or business process is functioning correctly.
Improve the service after incidents
Capture the cause, impact, actions and follow-up owners. Distinguish an infrastructure capacity issue from a software defect or a process gap. Prioritise changes using actual incident evidence rather than unsupported industry-wide downtime cost figures.
Scope SAP hosting support with QUAPE
Discuss managed SAP hosting with your application partner and current responsibility list. Use the ERP hosting checklist to document workload and recovery requirements. Ask for written support coverage and exclusions suited to the proposed environment; do not assume all plans include every SAP support role.
